Opening Keynote David Avrin shares how visibility wins

David Avrin considers himself to be a teacher and a messenger.
The author of two books, “Visibility Marketing” and “It’s Not Who You Know—It’s Who Knows You,” Avrin spent years talking to chief executive officers about their competitive advantages and their struggles.
Now, as “The Visibility Coach,” the Castle Rock, Colorado-based speaker brings that knowledge to rooms full of top-notch businesses.
Avrin will deliver the opening keynote at the 2017 ISPA Industry Conference March 8-9 in St. Petersburg, Florida. His message? It’s not enough to be good. “The core of the whole thing is competitive advantage trumps competency,” he says. “Stop telling me what you’re good at and make a convincing argument why you are better than others.”
Shifting marketplace
Years ago, selling was a different proposition. The marketplace has shifted in two profound ways, Avrin says. First is the shift from selling to buying. Previously, consumers needed knowledgeable retail sales associates to educate them on products, benefits and services.
Take a car dealership, for example. “Twenty years ago, we’d go into a car dealership and walk around the car,” he says. “We’d get inside, we’d motion the salesperson over and say, ‘So tell me about the car.’ We don’t do it that way anymore. We walk into that dealership and we know everything about that car.”
The second shift is a marked difference in the quality of the marketplace. Everybody’s good. Really good.
“Today being very, very, very good at what you do—that’s your entry fee. That gives you permission to do business in the marketplace,” he says. “There’s one core reason why everybody’s good—the internet. The internet outs underperformers. You can’t hide.”
Standing out
With all of these businesses performing at a high level, how do you stand out?
“My answer, of course, is visibility wins,” Avrin says. “But it’s a tactic. What are we making visible? What are we bringing to the surface?”
Avrin will share ideas and strategies that attendees immediately can apply to their business.
“I’m going to give them specific exercises they can do with their team when they get back to their office to help them ferret out or create competitive advantages—and how to craft the effective words behind it,” he says.
And while Avrin expects to cover a lot of serious topics, he also plans to do it with a sense of humor.
“I learned a long time ago when you can balance a hard-hitting message with a fun, humorous presentation, the retention goes way up,” he says.
He enjoys engaging with attendees and is available before, during and after his presentation to answer questions. It’s a labor of love.
“I passionately believe in the message,” Avrin says. “I’ve seen first-hand, again and again, the positive impact it makes in helping people build their business.”
Speaker Jordy Leiser zeroes in on customer service

Jordy Leiser, co-founder and chief executive officer of StellaService, is admittedly a little obsessed with customer service.
A few years post-college, after working in the financial services industry and finding it unfulfilling, Leiser and his college buddy, John Ernsberger, set out to create their own company. At the time, less than a decade ago, e-commerce was exploding.
They decided to test the service of online companies by purchasing the same product from multiple companies. They called and asked the same questions of each company, comparing their answers and response rates. Then they rolled it up into a score. These days, they use this kind of data to help companies benchmark themselves against their peers.
“We twisted and turned our way into this obsession with customer service, providing a measuring service and helping companies find their blind spots and help them improve,” Leiser says.
Changing nature of buying
Leiser, who will speak on “Why Your Business Can’t Win Unless You Become Service-Obsessed” at the 2017 ISPA Industry Conference March 8-9 in St. Petersburg, Florida, notes that the very nature of purchasing has changed.
“Customers will bounce into the store and then go on their phone and then go online on their computer at home—all these different things—and ultimately the decision is made across all those different experiences and touchpoints,” he says.
He points to Zappos as an example of how things have changed.
“Zappos was online only, free shipping, free returns, the nicest and most wonderful customer service you can imagine, and people became attached and addicted to that versus walking into a Foot Locker or a Payless shoe store,” Leiser says. “That’s sort of finding its way into every retail category.”
Including mattresses. It used to be that people would visit a mattress store, rest-test a few beds and then a few days or a week later, a bed set would be delivered, Leiser says. Now people might hear about a bed, Google it on their phone and then look at it on the mobile website. Then they might call with a question before ever visiting the store.
Going direct
The direct-to-consumer movement is gaining ground, as well, he says. Manufacturers who are moving in that direction have to take into account the whole customer service aspect, from interactions to shipping to returns.
Training is another important element of providing stellar customer service. “It falls on the team to be knowledgeable and helpful and make sure that it’s the right product for the right customer,” he says. “This is such a competitive industry. More and more, brands need to provide value-added services around things—deep product expertise, basically. That’s going to be on the companies to make sure their teams are all staffed for that.”
Ultimately, it all comes down to building and maintaining a positive relationship with the customer.
“There’s a trust factor that is so important,” he says. “It’s about customer service. If that trust is broken or there’s a chink in the armor, they’ll just click to the next one.”
Closing Keynote Trish Mueller advises customer focus

When Trish Mueller speaks at the 2017 ISPA Industry Conference March 8-9 in St. Petersburg, Florida, rest assured, she knows what she’s talking about.
Formerly the chief marketing officer for Home Depot, Mueller started her career at Montgomery Ward, where she sold mattresses and mattress accessories, among other products. Later in her career, she worked for American Signature Furniture, where she once again sold beds.
Understanding retail comes naturally to Mueller. She’s a third-generation retailer—her grandfather worked for Sears, one uncle worked for JCPenney and another worked for Montgomery Ward.
Also, part of her career past was “in the television shopping world back in the day when real-time retail was not on people’s radar,” Mueller says. “In the early days of the internet, I was cutting my teeth on multichannel shopping. I have seen it grow from just a seed back in the early ’90s.”
Shifting marketing strategies
These days she’s offering her expertise in omnichannel marketing. At Home Depot, she navigated the shift from traditional to digital marketing, and now she wants to help others do the same.
At the ISPA Industry Conference, she will talk about how to succeed in an omnichannel world.
In simplest terms, omnichannel marketing is selling products to customers any place they choose to buy it, Mueller says.
Customers want to shop in a way that’s most convenient for them. It may be in a brick-and-mortar store or it could just as easily be on a smartphone or on a computer. “It’s critical that retailers and manufacturing brands have coverage across all these channels because the customer does,” she says.
Multichannel marketing with a high degree of excellence is critical, too. “If you don’t do it well, consumers will go somewhere else,” she says.
That means being aware of consumer experiences at all kinds of retailers—not just your competition. For example, if you call P.F. Chang’s more than once on your mobile, they will greet you by name and ask if you would like to place the same order as before. “If P.F. Chang’s does this, how high is the bar for everybody else?” she asks.
To conduct omnichannel marketing well, become a data gatherer. Know the customer and then use that information to improve the product and drive media strategy, she says.
Keeping track
For the mattress industry, the long purchase cycle makes gathering and using data potentially more challenging than for other industries, she says.
“Should you be tracking your purchases five, six, seven, eight years out? Most people don’t retain data that long,” Mueller says. “But if I was in that business, I sure as heck would. I would migrate that data off into a file, just like casks of wine. The cask of 2017. And in 2025, I would be pulling that cask off the shelf and saying, who should I be selling mattresses to this year?”
The most important thing is to start and end with the customer. “It’s fascinating to me that people are wrapped up in what they need to sell and not what customers need to buy,” she says.
“Knowing what the customer wants, needs, thinks and doing something to solve their problem is valued in today’s customer-charged world.”
